1.1 Marketing and Customer Value

Marketing is the managerial process of creating, communicating, delivering and exchanging value for
customers and other stakeholders. Contemporary marketing extends beyond selling: the central objective is to
create durable customer relationships that generate customer lifetime value (CLV) and organizational value.

Customer value can be conceptualized as:

Perceived benefits − perceived costs = customer value

Benefits may be functional, emotional and social; costs include price, time, effort, risk and psychological costs.

1.2 The Marketing Process

A systematic marketing process consists of five core stages:

1. Understand the marketplace and customer needs

2. Design a customer-value-driven marketing strategy

3. Construct an integrated marketing programme

4. Build profitable customer relationships

5. Capture value from customers

The process is iterative: customer data, behavioral responses and market changes continuously modify
subsequent decisions.

1.3 Needs, Wants and Demands

A need is a fundamental state of felt deprivation. A want is a need expressed through culture, personality and
individual preferences. A demand is a want supported by purchasing power.

Marketing does not create fundamental human needs. It influences how needs are interpreted and which
solutions customers prefer.

1.4 Market Offerings

A market offering can consist of:

 physical products;

 services and experiences;

 digital products and platforms;

 information, ideas or combinations thereof.

Modern offerings increasingly combine physical and digital components, producing hybrid customer
experiences.

, 1.5 Customer Value and Satisfaction

Customer-perceived value depends on the customer's assessment of benefits relative to alternatives and total
acquisition and usage costs.

Satisfaction results from comparing perceived performance with expectations:

 Performance < expectations → dissatisfaction

 Performance = expectations → satisfaction

 Performance > expectations → high satisfaction

Excessively high expectations can therefore increase the risk of dissatisfaction even when objective
performance is strong.

1.6 Exchange and Relationships

Marketing requires an exchange in which parties obtain something of value from one another. Contemporary
marketing emphasizes relationship marketing, seeking repeated interactions rather than isolated transactions.

Important relationship outcomes include:

Customer satisfaction → retention → loyalty → customer lifetime value

Loyalty should not be equated automatically with repeated purchases: behavioural loyalty and attitudinal
loyalty can diverge.

1.7 Customer Engagement

Customer engagement describes the customer's cognitive, emotional and behavioural involvement with a
brand or organization.

Engagement increasingly occurs across interconnected touchpoints:

 websites and applications;

 social platforms and communities;

 physical stores and service environments;

 personalized digital communications.

User-generated content, reviews, communities and creator activity can substantially influence brand
perception and purchase decisions.

1.8 Digital Marketing and AI

Digital technologies have transformed how organizations identify, reach and retain customers. Artificial
intelligence increasingly supports:

 predictive customer analytics;

 personalization and recommendation systems;

 automated content generation;

 conversational customer service.
